How do I use AI for customer service without making the business feel robotic?
The short answer
Use AI to find information, summarize the issue, and draft a reply. Let a person handle emotion, exceptions, sensitive data, refunds outside policy, safety, and any case where the customer’s trust is at risk.
Start behind the scenes
Before adding a chatbot, use AI privately to classify requests, suggest relevant help articles, and draft responses for human review. Build a small approved knowledge base with current policies, product details, escalation contacts, and the date each item was checked.
Require the draft to point to its source. If the answer cannot be traced to an approved source, the agent checks manually. NIST identifies confident false output, or confabulation, as a generative-AI risk (NIST Generative AI Profile).
Tell customers what is happening
If a bot is speaking, identify it and provide a visible path to a person. Do not make customers repeat the entire story after escalation. Pass a concise summary plus the original conversation to the human, within your privacy rules.
Write escalation triggers for anger, bereavement, discrimination, threats, chargebacks, account compromise, medical or legal topics, vulnerable customers, and repeated bot failure. Let staff override the tool.
Protect the information
Do not send full payment details, passwords, identity documents, health data, or unnecessary personal information into an AI system. Review provider terms, retention, training use, access controls, and integrations. The FTC has warned AI providers to honor privacy and confidentiality commitments (FTC privacy and AI guidance). Your business must honor its promises too.
Audit a sample of conversations every week for accuracy, tone, unnecessary collection, unresolved cases, and customer effort. Measure resolution and repeat contacts, not only speed. A warm, accurate answer in twenty minutes beats an instant confident mistake.
